OS - Users can't open/access historical chats to continue conversation

The customer reached out 20 days ago and now can't access previous history of conversation with Support team. Upon testing with onsitesupport@gmail.com, we have numerous chats as well but there aren't available to send out messages again or history isn't accessible as a customer.
